Patrick, I will offer a couple of suggestions. Earlier this year, I delivered a Webinar "Service Level Agreements: Consequences for Non- Performance" It is still available on www.bettermanagement.com (search on Sturm). This may provide some helpful info. Also, I have numerous articles on the subject of SLM (including non-performance) on the web site www.slm-info.org.
